Welcome to The Art of Customer Service

Customers rarely remember the model number of the fridge they bought. They remember how they were treated: the welcome, the advice, the delivery and the help when something went wrong. This course gives you the skills and habits to make that experience excellent, every time.

Ishtar Online Academy explainer.

Meet Israa and Al-Kawthar Home Appliances

Al-Kawthar Home Appliances sells fridges, washing machines, air conditioners and kitchen appliances in Najaf. It has three showrooms, a service centre with eight technicians, and a WhatsApp and phone line. About 140 people work there; 38 of them deal with customers every day.

Sales were steady, but the general manager, Mr. Adnan, noticed fewer families coming back, more angry comments on the company's Facebook page, and a new competitor opening on the same road. He appointed Israa, an experienced showroom supervisor, as the company's first customer experience supervisor.

You will follow Israa and her team: Baqir, a new showroom advisor, Noor, who answers WhatsApp and phone, and Hassanein, a senior technician.

The warning sign

Every month, Al-Kawthar texts a one-question survey to recent customers: "How likely are you to recommend Al-Kawthar to a friend or relative?" The result, called the Net Promoter Score, had fallen steadily for a year.

Line chart: Al-Kawthar Net Promoter Score fell from 32 to 8 in twelve months

You will learn how to calculate this score in Lesson 7. For now, the message is simple: fewer customers were happy enough to recommend the company, and in a city where families share everything, that meant fewer future sales.

What is excellent service?

Customer care is everything a company and its people do to meet customers' needs before, during and after a sale. Excellent service goes one step further: it satisfies what the customer is looking for today and what they will need tomorrow, in a way they can feel.

Eight signs of excellent service from the customer's point of view

Notice that almost none of these is about the product. They are about speed, honesty, accuracy, clear words, tact, knowledge, attention and respect. Each one is in the hands of the person serving.

Why customers really leave

Israa called 120 customers who had bought from Al-Kawthar before but not in the last year, and asked one question: "What was the main reason you stopped buying from us?"

Horizontal bar chart of reasons former customers gave for leaving: indifference 34 percent, slow replies 22 percent, repairs 18 percent, price 14 percent

More than half left because of how they were treated or how long they waited. Only one in seven left because of price. This pattern appears again and again in service research: customers forgive a lot, but they do not forgive feeling ignored.

What the research says

Israa's findings match large international studies. In 2018, PwC surveyed 15,000 consumers in 12 countries about customer experience.

Bar chart: 32 percent would leave a brand they love after one bad experience, 71 percent say employees affect their experience, 75 percent want more human contact, 52 percent would pay more for speed

Two lessons stand out. One bad experience can undo years of loyalty, and people, not technology alone, make the difference. Customers are willing to pay for service that is fast and helpful.

Why keeping customers pays

Three reasons keeping customers pays: lower cost than winning new ones, repeat purchases, and word of mouth
The service-profit chain: capable staff lead to better service, loyal customers and profit

Researchers at Harvard Business School described this as the service-profit chain (Heskett and colleagues, 1994): the way a company treats and supports its staff shows up in how those staff treat customers, and that drives loyalty and profit.

Moments of truth

In the 1980s, Jan Carlzon turned around the struggling Scandinavian airline SAS. He calculated that each customer met about five employees per trip, for about 15 seconds each: some 50 million short contacts a year. He called each one a moment of truth, because in those seconds the customer decides whether the company is good or not.

People who succeed in service, and people who fail

SucceedFail
Believe the business exists because of its customersSee customers as an interruption to "real work"
Know their products, prices and procedures wellGuess, or send the customer to someone else
Take ownership: "Let me sort this out for you"Blame others: "That is the service centre's problem"
Keep promises, and call back when they say they willPromise anything to end the conversation
Stay polite under pressureShow their mood to the customer

A customer waited 40 minutes at the service desk while two staff chatted. He leaves without a word. What is most likely?

  • He will buy elsewhere next time and tell others why
  • He will complain, so the company can fix it
  • Nothing; he got his answer in the end

Most unhappy customers leave quietly and talk to others. That is why indifference is so expensive.

Check your understanding

According to Al-Kawthar's survey of former customers, which reason caused the most customers to leave?

  • Better prices elsewhere
  • Staff who seemed indifferent or unhelpful
  • Moving to another city

Indifference (34%) and slow replies (22%) together explain more than half. Price explained only 14%.

What is a "moment of truth"?

  • The moment the customer pays
  • The day the warranty ends
  • Any contact in which the customer forms an opinion of the company

Carlzon used the term for every contact, however short, because each one shapes the customer's judgement.
